Live Chat for Retirement Living

Live Chat for Retirement Living

Nobody moves into a retirement community after one visit to a website.

The decision is large, emotional and often shared. A prospective resident may start looking months before they are ready. A son or daughter may do much of the research, usually in the evening after work. Both have questions they would rather not type into a contact form: what the monthly charge covers, what happens if care needs change, how resale works, whether anything is available soon.

Most retirement living websites give those visitors a form and a phone number. The sales team is busy showing people round, and the evening research goes unanswered. The visitor leaves, and because they never enquired, nobody counts the loss.

This guide explains what live chat is, how it fits a sector where trust matters more than speed alone, and what it takes to make it work.

What live chat is

Live chat is a real-time conversation between a website visitor and a person, started from the website itself. Most sites that offer it treat it as a support tool: it waits in the corner of the page until someone clicks.

Chat built for conversion works differently. It watches for signs that a visitor is about to leave from pages that carry intent, such as fees and charges, availability, care and support, or floor plans, and starts the conversation at that point. The aim is not to answer a question that was already asked. It is to answer the one the visitor has not yet put into words.

The state of live chat in retirement living, and where it is heading

There is no reliable UK figure for how many retirement operators use live chat. Any number you find is likely to come from a supplier citing its own data, so we will not quote one.

What can be said is that demand is there and the sector is still small. Savills reported in February 2022 that about 1% of UK residents aged 65 and over live in an integrated retirement community, against 6.5% in the USA and 5.5% in Australia. It put the UK population aged 65 and over on course to pass 15 million by 2030. More recently, research from ARCO and the HomeOwners Alliance, published in June 2026, found that 51% of homeowners would consider specialist housing for themselves, and 41% of over-75s would consider moving.

Interest runs ahead of provision. As more operators compete for the same interested visitors, the quality of the first conversation matters more. A visitor who gets a clear, human answer on a Tuesday evening is more likely to stay in the process than one who is left to wait for a callback.

How UK retirement operators are already using it

Practice varies. Many operators rely on a form, a phone line and a brochure request. Some offer live chat, usually staffed by the sales or customer team during office hours. Audley Villages, for example, offers chat on its contact page, staffed Monday to Friday during office hours, alongside a phone line, an email address and an enquiry form (checked November 2026).

That is a sensible start, and it also shows the gap. Chat that runs only in office hours is open when the sales team is busiest and closed when many families are doing their research. Operators who want to cover evenings and weekends have three options: extend their own team's hours, use an automated chat that is always on, or use a managed service staffed by trained people. The section on types of live chat compares them.

How live chat helps convert more website traffic

Visitors to a retirement living website are rarely ready to reserve. They want reassurance, and they want it without feeling pressured. Live chat helps in four ways.

It answers the question at the moment it arises

A visitor reading the fees page at 9pm can ask what the charge includes and get a plain answer, instead of making a note to ring in the morning and not doing so.

It finds out who the enquiry is for.

A daughter researching for her father asks different questions from the ones he would. Knowing early which conversation the sales team is in shapes the follow-up.

It keeps the next step small

A brochure, a call or a visit is a reasonable ask. Chat can suggest the right one and book it, which keeps a cautious visitor moving without asking for a commitment.

It passes on context

A good handover tells the sales team what was asked, who the enquiry is for, the timing and any concerns. Nobody starts the call from zero.

There is no CommVersion case study from retirement living yet. In new homes, a sector with a similar long and high-value buying journey, CommVersion reports a 36% website conversion uplift for Cala Homes after it replaced a contact form with proactively targeted, human-staffed chat, with no increase in ad spend. That is CommVersion's own result, not independent research, and it should be read as an indication of what is possible, not a forecast for another sector.

The different types of live chat

  1. Automated chat (bots)
Always on, and cheap to run. It handles simple, factual questions well. It struggles with anything that needs judgement or tact, and a visitor asking about care needs or fees can find a scripted reply cold.
  2. In-house chat. Your own team answers. The answers are accurate and the tone is yours. The limit is capacity: it is hard to cover evenings and weekends across several communities without extra headcount.
  3. Managed human-led chat. A trained external team answers on your behalf, around the clock, from a knowledge base built on your communities. It covers the hours your team cannot, but the quality depends on how well the team is briefed and managed.
  4. Human-led chat supported by AI. Human agents handle the conversation, and AI Assist gives them instant access to your information, suggested answers and a summary at handover. This is how SmartChat works. People handle the judgement and tone, and the AI handles retrieval and admin.

Pros and cons of live chat for retirement living

ProsCons
Answers questions in the moment, including evenings and weekendsNeeds a well-briefed team and an accurate knowledge base
Gives cautious visitors a low-pressure way to askPoorly handled chat feels intrusive, so tone and targeting matter
Identifies who the enquiry is for and how soon they are thinking of movingSensitive topics need clear limits on what the chat team can say
Passes qualified enquiries to the sales team with contextNeeds a baseline to prove it adds enquiries
Covers hours the sales team cannot, without extra headcountWorth less if the follow-up call is slow or unprepared

Common misconceptions

"Our visitors are older, so they will not use chat." The person using the website is often an adult child, and many prospective residents are comfortable online. The better test is to try it on your own traffic and see who uses it.

"A bot is enough." For a simple factual question, perhaps. For a conversation about fees, care or a bereavement, visitors look for a person.

"Chat will replace our sales team." It does the opposite. It brings the sales team qualified enquiries they would otherwise have missed, and it does not replace, intercept or cannibalise calls, forms or visits.

"Chat means pushing people to reserve." It should not. In this sector the aim is a small next step, such as a call or a visit, never pressure.

"We would need to give advice on money and care." A good chat team does not. It gives plain information, explains what it cannot advise on, and arranges for the right person to call.

Frequently asked questions

Can chat answer questions about fees and charges?

Yes, where the answers are in the knowledge base. Agents give the facts the operator has approved, such as what the charge includes and how the model works. Questions about a person's own finances or legal position go to a specialist.

What about personal data?

Health information is special category data under UK GDPR. Chat should not ask for health details beyond what the operator genuinely needs, and the provider should run on GDPR-compliant infrastructure. Ask any provider to show how they handle this.

Who handles the conversations?

With SmartChat, trained human agents supported by AI Assist. They work from a knowledge base built on your communities and hand qualified enquiries to your sales team in real time.

How is it priced?

SmartChat is priced per qualified lead, with no setup fees. A risk-free trial is available for qualified businesses.

How do we know the leads are incremental?

CommVersion measures uplift against a baseline on your own traffic before you commit, so you can see whether chat adds enquiries or only moves existing ones between channels.

What this requires

Making chat work in retirement living does not depend on the size of the operator or the number of communities. It needs three things.

The first is a system that notices a visitor before they leave, rather than waiting to be clicked. The second is a person, not a script, to answer once the question matters. The third is a clear handover, so the sales team picks up a conversation that is already warm.

1Notices the visitor before they leave
2A person, not a script
3A clear handover

SmartChat is built around those three things. It is a fully managed system, with human agents supported by AI Assist, covering the hours your team cannot.

Most retirement living websites have a form and a phone number. Very few have someone ready to answer at 9pm. CommVersion will show you the uplift on your own traffic before you commit to anything.
